Guest communication is one of the everyday responsibilities behind Airbnb management in Dubai. For an owner, the useful question is whether a guest’s message reaches someone who can resolve it, with a clear record of the next action. An automated welcome message alone cannot show that an occupied apartment is receiving effective support.

This guide explains how to review messaging coverage, escalation and follow-through with your manager. It offers an owner oversight framework; response commitments, approval limits and service scope should be agreed for your property.

Separate the response metric from practical guest support

Airbnb’s response-rate guidance measures replies to new inquiries and reservation requests within 24 hours over the past 30 days. A reservation request needs acceptance or rejection; a message alone does not replace that decision. Follow-up conversation does not affect the metric in the same way.

That metric is only one part of communication quality. Airbnb’s ground rules for home hosts set different expectations by situation. For a material question more than five days before arrival, the guidance allows up to three days. Near check-in or for time-sensitive issues during a stay, it expects a response within one hour for messages received during local daytime hours. Other inquiries during the stay or within five days of arrival have a 12-hour local-daytime expectation.

These distinctions do not make an urgent access problem suitable for a long queue. Ask your manager how urgent issues are identified at any hour, who receives the alert and what happens if the first person cannot respond. Agree an operating standard suited to the property, alongside the platform rules.

Agree who watches each inbox

Keep a short channel register covering Airbnb and every other booking source used for the apartment. For each channel, record the responsible team, coverage arrangements, notification method and backup contact. If a shared inbox is used, ask how the team checks that messages are arriving from each connected channel.

A booking can look confirmed while its latest message has gone unread. Review a sample reservation from the original channel as well as the manager’s operating record. Confirm that changes to arrival time, guest questions and open issues appear where the duty team actually works.

Owners who live outside Dubai should agree how local and owner time zones appear in reports. Avoid instructions such as “tomorrow morning” in a handover. Use the reservation reference, calendar date and Dubai local time so the next person can act without guessing.

Use a priority queue with named responsibility

Ask the manager to explain the route for three practical categories. These are suggested operating categories, not Airbnb product labels:

  • Immediate attention: access failure or another time-sensitive problem affecting the current stay. A named duty person should assess it and arrange the appropriate local response.
  • Decision needed: a guest request involving a cost, booking change or exception. The record should identify who can approve it and when the guest will receive an update.
  • Routine information: questions answered from verified property instructions, such as where to find an appliance guide. Staff should still check whether the answer resolves the actual question.

For each open issue, record the person responsible, next action and promised update time. “Sent to maintenance” is an intermediate step. Closure should show what happened and whether the guest was informed. The maintenance oversight checklist covers the repair and invoice evidence separately.

Check templates against the apartment

Airbnb supports quick replies with personalized listing and reservation details. Review the property facts behind those replies: building entrance, parking instructions, Wi-Fi information, appliance guidance and the support contact. A polished template can still send a guest to the wrong entrance.

Keep one approved source for facts that change. When an access process or facility restriction changes, assign someone to update the relevant message templates and property instructions. Check a real outgoing message after the update rather than relying only on a saved document.

Test scheduled messages and unusual bookings

According to Airbnb’s scheduled quick-reply guidance, messages use the listing’s time zone. Last-minute bookings and short stays can cause scheduled messages to be skipped unless the relevant setting is enabled. Each reservation’s timeline shows sent, skipped and upcoming messages, and upcoming messages can be adjusted individually.

Ask for a review of one ordinary booking and one same-day or short booking. Check that the guest received the essential information at a useful time, that no duplicate automation contradicted a staff reply and that a changed reservation did not leave outdated instructions queued.

Automation needs an exception check. If a guest reports that the supplied instruction does not work, someone should take ownership of the problem. Repeating the same template is unlikely to resolve a missing fact or an access change. Use the arrival checklist to review the underlying readiness process.

Make approvals easy to follow

Agree which requests staff can resolve under existing instructions and which require an owner or manager decision. Examples include late departure, an additional service, a goodwill payment or a repair beyond the agreed approval limit. Set the route before a guest is waiting for an answer.

A useful escalation contains the booking reference, the guest’s request, relevant facts, available options, estimated cost where known and the decision deadline. It should distinguish a proposed solution from a promise already made. For refund decisions, use the separate cancellation and refund oversight guide.

If an owner is temporarily unavailable, the manager needs an agreed backup decision route. Staff should know what they can do within their authority and when they must escalate further. Do not leave the guest without an update while internal approval is pending.

Review the handover and closure record

At a shift change, carry forward every unresolved guest issue. Include the last meaningful reply, any promise made, who is handling the next step and when another update is due. A new team member should be able to continue without asking the guest to repeat the full story.

Where a phone conversation or another permitted contact method resolves an issue, keep a concise factual summary in the operating record and, where appropriate, the booking conversation. Record the outcome without adding unnecessary personal information. Limit owner reporting to the details needed for oversight.

For a monthly review, sample conversations across booking stages and channels. Look for unanswered questions, repeated template replies, missed update times and issues marked closed before a result was recorded. Discuss recurring causes and assign an improvement with a person responsible and a completion date.

Questions to ask your Dubai Airbnb manager

  • Who monitors each booking channel, and who covers an absence or overnight issue?
  • How does the team distinguish an urgent current-stay problem from a routine inquiry?
  • Can you show a recent scheduled-message exception and the action taken?
  • Which guest requests need my approval, and what is the backup decision route?
  • What evidence shows that an issue was resolved and the guest received the outcome?
